REVENUE OPERATIONS

Customer Success

A proactive post-sale function that helps customers achieve the outcomes they bought a product for, driving retention and expansion.

BUSINESS RELEVANCE

In subscription businesses much of a customer's lifetime revenue arrives through renewals and expansion, so customer success directly affects churn, renewals and upsell, which together drive net revenue retention and company valuation.

IMPLEMENTATION EXAMPLE

A SaaS company assigns accounts over $20,000 ARR to customer success managers, builds a health score from logins, feature adoption and open tickets, and triggers a review call when the score drops below 60 or 90 days before renewal.

LIMITATIONS

Health scores often rely on usage data that does not reflect value for every customer. Without clear ownership of renewals and upsells, customer success can blur into support, and high-touch coverage is too costly for small accounts.

TECHNICAL EXPLANATION

Teams segment accounts by value and complexity into high-touch, low-touch and digital coverage. Core processes are onboarding, adoption tracking, health scoring, business reviews, renewal management and expansion. Health scores combine product usage, support history, survey results such as Customer Effort Score (CES) and relationship data. Unlike support, which reacts to issues, the function works ahead of them, and outcomes are measured through Churn Rate, gross revenue retention and Net Revenue Retention (NRR).
